Why I Don't Care Whether or Not Your Customers 'Would' Refer You

Let's stop patting ourselves on our backs. A tick box at the end of a form does not a referral strategy make.

When I bought my car, as I signed the ownership forms, I was given a feedback form by the salesman. At the end of the form was a question asking whether or not I would be happy to recommend or refer the dealership. I ticked 'yes'.

Last month I had my car serviced there. The customer service was excellent and at the end of our transaction I received a similar form with the same question at the end. Again, I ticked 'yes'.

I have never actually recommended or referred that dealership.

Last week I was on the train into London. On the train was a poster extolling the popularity of Eurotunnel with their customers.

"8/10 would recommend our service to their friends and family" it proudly proclaimed.

So what? Where is the value in 'would' if they haven't?

Such tick boxes are a marketing manager's wet dream. They suggest that they are doing their job without providing any tangible results. I don't know about you but I would much prefer three out of ten of my customers to actually refer me than for eight to say they would and do nothing about it.

Don't get me wrong. I understand that such a response is an indication of good customer service. And, of course, I would want all of my clients to feel that they are comfortable enough with what I deliver to refer me. But how many opportunities am I passing up if I do nothing about it?

Last year I shared the three reasons why your clients don't refer you. The first reason is that we don't ask for those referrals. If 8/10 of your clients are happy to refer you but you don't ask for those introductions, I would be surprised if even 2/10 actually passed you any new opportunities. You're certainly sitting on an under-exploited resource either way.

So instead of self-congratulatory surveys, let's start developing stronger relationships with our clients, getting to know them better and, when the time is right and the question appropriate, actually asking for the referrals that, apparently, they are so keen to offer us.
